The bookstore has always been one of my favorite places to spend my time. In my opinion there is nothing more relaxing than going into a nice, quiet bookstore where there are unlimited choices and varieties and the excitement of finally making your selection. What would always make my experience better would be to find a nice secluded spot in the café section of the bookstore and have a nice hot cup of coffee while I read my book. I noticed that whenever I would go to get a cup of coffee, the customer satisfaction I received would play a major role in my overall bookstore shopping experience. This made me realize the importance of customer satisfaction. To ensure sales and profitability in the long run, most businesses aim for great customer satisfaction. I believe the site I have selected will provide me with the best opportunity to study my social problem because coffee shops like Starbucks is one of the most leading and famous coffee outlet chains that operate all across the United States. The company has a tremendous goodwill for its unique coffee preparations that suits the mood of its customers. In this observational study I was interested to evaluate the factors that drive customer satisfaction at Starbucks. I think that the physical layout of the space of this Starbucks coffee shop in particular was a great location to help shape social interaction because it is a connected to a bookstore as well. My project will be on the differences between Peet’s Coffee and Dunkin Doughnuts. I have pondered about what makes these coffee shops different from one another. During my exploration on Wabash Avenue, I came to the conclusion that location is important regarding customer population in stores. I also realized the importance of customers, customer service, store management, and store atmosphere. Because of my project I got to understand what my topic truly was. At first, I thought that it would be based completely off of location. Throughout time though, I realized that I would discuss how the effect of a store’s environment depends more on the store’s management than the location itself.
Consumers are always satisfied with good customer service. When it comes to retail store customer service and satisfaction it is important because department stores are large in size and finding help can be difficult. Colloquy, a company concerned with building customer value, released a survey and asked 3,000 consumers across five geographical areas to rate their personal experiences with retailers. Macy’s was ranked number one in the department store category, with the most loyal customers. To keep up with technology advances Macy’s has invested time and money into developing a more efficient online shopping site, Macys.com and Macysweddingchannel. This investment cost nearly $300 million in 2006-2008 is being used to scale-up these fast-growing businesses through improvements in delivery efficiency, online site functionality and customer service. To enhance the shopping experience at Macy’s 100 stores in 2007 experienced remodeling and began introducing the most advanced POS registers and systems to the sales floors nationwide. There is always the societal perception that a large mega brand is incapable of delivering customer intimacy. This perception is not necessarily a foregone conclusion. It’s just a matter of Starbucks collecting accurate information regarding both quality and quantity of its customer service. The company needs to take a look at itself and determine if its customer service strategy had changed from 1992 to 2002. This is an era indicative of the massive growth. Starbucks needs to answer the question, “Did we lose our focus on customer service quality by concentrating too much on opening more stores?”.
Over the past few years, commercial spaces have become areas for multifunction activities. Along with the availability of gourmet coffee, food, ample seating, and free WIFI bookstore cafes have welcomed a clientele that blends leisure, social and work related activities. In this context, a local popular Barnes and Noble bookstore cafe served as the perfect environment to perform a field observation for this assignment and to explore customer behaviors and reasons for patronizing this particular establishment.
The survey questions mostly consisted of multiple choice questions, two open-ended questions, allowing written responses, and one qualitative response question. These questions were chosen to establish consumers differences and comparative perspective of Starbuck’s competitors, their daily usage of the social media platforms, the coffee shops visited frequently, and their opinions on consumers who frequent Starbucks. The survey contains one matrix/rating scale question ( Appendix I, Question 5) based on how important qualities are when choosing a coffee shop. Lastly, there were two demographic questions. The demographic questions are for a general understanding on consumers behavior based on age group and gender. For an overview of the survey, see appendix I.
Starbucks has put heavy concentration on product innovation, new product launches and branding strategies and as a result, the company has lost sight of the customer’s wants and needs. Ultimately, Starbucks is not properly or correctly measuring customer satisfaction. They are basing these scores on characteristics affecting the product, and not precisely measuring the quality of their services. As Exhibit 10 from the case study shows, Starbucks’ customers ranked a clean and convenient store as the most important attributes of creating customer satisfaction. As marketing research is beginning to reveal, this should not be the only focus. Starbucks needs to shift their priorities and rank fast service, customer experience, and atmosphere as most important, as new studies suggest.
It was believed that there was a service gap between Starbucks scores on key attributes and customer satisfaction. Furthermore, according to a poll, the speed of service delivery was the biggest concerns of customers. Overall, customers are pleased with the cleanliness, atmosphere, and product quality. However, the main problem was that waiting time was steadily increasing. I believe this one of the factors that caused the decline in satisfaction.
Starbucks has discovered that they are not always meeting their customers’ expectations in the area of customer satisfaction. Starbucks has to come up with an action plan to address this issue, considering its significant correlation and impact to sales and profitability.
Their marketing research shed light on the fact that their focus had shifted from the consumer towards store growth and product expansion. The research also highlighted the fact that they were lacking in customer service. Through these studies, Starbucks was able to identify what their customers wanted in terms of satisfaction. Consumers wanted Starbucks to make improvements to their service and also start offering better prices and incentive programs.
